An external team can potentially help extend service availability without requiring the company to build a large internal operation. I think the important thing is setting realistic expectations. If support is available only during certain hours, customers should know when they can expect a response. There is nothing worse than sending a message through a supposedly active channel and receiving no indication of when anyone will reply. Another useful approach is prioritization. An urgent payment problem or account issue may deserve faster attention than a general product question. Automated tools can also help collect basic information before an agent takes over. That way, the customer doesn't necessarily have to start the conversation from the beginning. For me, extended support isn't simply about having someone answer messages at all hours. It should be about making sure customers know where to go, what kind of help is available and when a human agent will become involved.
